In 2019, the Dutch supermarket company Jumbo began reserving some of its checkout lines for those who wanted to stop and chat with the cashier on their way out. To get this group healthier — and reduce costs — required them to “start with a connection”, the doctors said. Ethan Mollick and Nancy Rothbard conducted an experiment to test the effectiveness of gamification in the workplace. In 2019, the Dutch supermarket company Jumbo began reserving some of its checkout lines for those who wanted to stop and chat with the cashier on their way out. The move was a response to widespread loneliness, with the store’s chief commercial officer explaining that “it’s a small gesture but it’s a valuable one, particularly in a world that is becoming more digital and faster.”
In a new book, The Last Human Job, the sociologist Allison Pugh writes of the consequences of a world that is moving away from, among other things, the time when “shoppers knew their clients well; clerks kept close track of shoppers’ desires, their habits, and their families.”
For her book, the sociologist committed herself to the world of professional feelers — teachers, doctors, hairdressers. Interviewing 100 subjects in depth, Prof Pugh concludes that the power of connective labour is its capacity to create belonging across differences and to build close social connections.
The emphasis on speed, efficiency, and profit has weakened work as a place for everyday, local human-to-human relationships. Jumbo’s approach was an effort to fix a larger issue. Prof Pugh suggests that others will have to follow. She argues that current trends will be bad for society, where an increasing number of jobs are relational in nature. Described as “connective labour”, the jobs rely on emotional understanding for their success.
In a striking example of how society’s needs do not match commercial objectives, she points to a successful medical centre that replaced patients’ 15-minute appointments with ones of two hours. This was because, the health centre said, 5% of patients contributed to 50% of healthcare spending. To get this group healthier — and reduce costs — required them to “start with a connection”, the doctors said. However, recent studies have shown that gamification does not always work as expected. Ethan Mollick and Nancy Rothbard conducted an experiment to test the effectiveness of gamification in the workplace. They worked with a group of salespeople who were tasked with convincing businesses to offer coupons (优惠券) for products sold on their company’s website. The salespeople earned rewards based on how many coupons they sold.
To make the work more exciting, Mollick and Rothbard created a basketball-themed game where salespeople earned points for each deal closed, with bigger deals earning more points. Despite these efforts, the game did not improve sales or make employees feel more motivated. In fact, salespeople who disliked the game reported feeling worse about their work, and their performance even declined slightly. The game only helped those who bought into it, making them feel more engaged.
At its best, gamification seems to work when it helps people achieve the goals they want to reach anyway by making the process of goal achievement more exciting. When people fully accept a game, the results can be impressive. However, when designed to encourage people to do something they don’t particularly care to do, it can backfire. What matters most is how the people playing the game feel about it.
